A complaint is the moment a customer decides whether to stay. Handled well, it builds more loyalty than a smooth transaction ever did; handled badly, it ends up with head office, on a public review site or with a competitor. This customer service masterclass is a three-hour live online session that gives front-line and customer-facing staff a dependable way to handle that moment – a focused cut of BOTI's two-day Customer Service Excellence and Complaint Handling course.
The session opens with what customers are really asking for when they complain – to be heard, to have someone take ownership, and to get a fix with a date on it – and the everyday service habits that stop most complaints before they start. Delegates then practise de-escalation: the words and tone that calm an angry caller or walk-in customer, and the phrases that make things worse. The third module is a step-by-step complaint process from first contact to follow-up, including saying no with an alternative and knowing when to escalate. The close covers written and social media complaints and turns the morning into a personal action list.
Practice happens in Zoom breakout rooms with short scenarios, and private sessions use your own complaints, channels and service standards, with customers' personal details removed in line with POPIA.

From one delegate to 500 on Zoom. Small groups role-play in the main room; large groups practise in breakout rooms and use polls and chat, so everyone still handles a scenario.
Do we get handouts?
Yes, electronically. A PDF workbook, a complaint-handling checklist, written-reply templates and a one-page summary are emailed before the session.
Can we run it privately for our team?
Yes. Choose the date and time, and send us a few typical complaints, emails or social media posts beforehand with personal details removed. The facilitator builds the scenarios from them and uses your service standards and channels.
Does it cover social media and written complaints?
Yes. The last module covers email and letter replies and public complaints on social media and review sites, including when to take the conversation private and how to close the loop.
